Job Description Provide the organization with a knowledge leader experienced in the operational processes required to support and enhance the function of the service desk. This role will focus primarily on the requisite infrastructure (training, communication, knowledge management and quality assurance) that enables the service desk to function effectively. This individual possesses advanced expertise in accurately trending and applying data to be utilized in the development of training curriculum, knowledge management tools and quality improvement initiatives. This role ensures that the service desk functions and issue/incident management processes are implemented and performed according to documented processes and are meeting the requirements of our client. When the goals are not achieved or incidents occur that significantly impact a clinician*s ability to do their duties, this leader will be proactively engaged to address the issues, as well as communicate status to the impacted service desk teams. This individual will guide the operations team as well as work directly with the clinical, technical and business application team leads to drive optimal function of the service desk. Required Skill Manage the day-to-day function of the Epic application operations service team, ensuring processes are followed and procedures are working. * Manage workload balance of the operations service desk staff, as well as the direct management of operations support analysts according to an established performance measurement plan. * Monitor clinical issue and incidents, developing solutions to improve first call resolution to reduce abandon rates, live transfer rates, and misrouted calls. * Ensure compliance with established policies and procedures for the service desk staff. * From the issues and incident events, identify changes and improvements to the service desk processes, which could improve clinician satisfaction. * Identify potential service improvements pertaining to the service desk operations by collecting customer information, recognizing customer requirements, and analyzing incident, problem, and change management history. * Trend and analyze data to identify potential service desk operational improvements that would better serve the clinical and service desk staff. * Collaborate with organizational leadership and the clinical, technical and business application team leads to identify performance metrics and goals. * Collaborate with clinical, technical and business application team leads to develop, implement and sustain action plans. * Direct the development of training curriculum, knowledge management and communication tools. * Work to achieve the training plan objectives based on skill with each employee and establish a career path for growth progression. * Ensure that call handling technology (ACD, IVR and work management software) functions effectively. * Participate in change management processes and provide information on issues and workflows encountered by the service desk.
